개인화 서비스가 아우르는 영역은 광범위하다. 회원 정보 변경과 같은 단순한 수준에서부터 어떤 히스토리를 가진 고객이냐에 따라 페이지 전체가 휙휙 변신을 하는 아마존의 메인까지.
보다 중요한 사실은 이 개인화는 과거보다 지금 훨씬 더 웹기획에서 큰 비중을 차지하게 되었으며, 앞으로는 더더욱 그렇게 될 것이라는 것. 개인화에 대한 이해와 적용은 웹기획의 가장 기본이며 가장 응용 범위가 넓으며 다각도의 고려와 지원이 필요한 고난이도의 도전이 될 것이다.

개인화는 유저와 서비스간의 인풋과 아웃풋으로 이루어지는 인터랙션이다. 유저가 제공한 인풋(취향, 행동 패턴)에 근거해 아웃풋(독특한 페이지, 서비스, 컨텐츠)을 제공한다. 위의 정의에서는 인풋을 유저의 행동과 취향으로 정의했다. 여기에 유진이의 생각을 두 가지를 덧붙인다면.
첫째, 유저의 행동이나 취향이라고 하면 흔히 유저의 행동 패턴이나 구매 히스토리, 부가 마케팅 정보, 클릭 스트림 분석 (유저의 클릭의 패턴을 찾아 그 유저의 취향을 추론하는 방식)과 같은 것을 떠올리기 쉽다. 하지만 개인화의 인풋으로는 가장 단순한 '유저 정보'가 가장 기본이 된다는 생각이다. 예를 들면 회원이 직접 입력한 회원 가입 정보. 유저가 회원 정보를 입력하는 행위 역시 넓은 의미로 유저의 '행동'이란 범주에 넣을 수 있겠지만, 어쨌든 이 단순한 입력 정보만 가지고 할 수 있는 것도 꽤 많다는 것. (오늘, 유진이가 간만에 블로그 입력창을 띄워가며 해보고 싶은 이야기의 포인트입니다.)
둘째, 이건 좀 다른 얘기지만, 그리고 이걸 제대로 풀어내려면 꽤 긴 이야기가 되겠지만 잠깐이라도 짚고 넘어가야 할 중요한 트렌드. 개인화의 아웃풋을 생성하고 제공하는 방식에 있어 더 이상 업체가 미리 정의(pre-defined)한 알고리즘에 의해 해당 유저의 유저에게 일방적으로 컨텐츠나 서비스를 푸시하는 것이 아닌 방향으로 흘러가고 있다는 것이다.
이에 대한 사례로는 최근 등장하고 있는 소셜 네트워크(SN)와 결합된 각종 서비스들을 들 수 있다. 이를테면 검색+SN = Eurekster, 구인구직+SN = Monster의 Networking 서비스 같은 것들. 또 커머스와 블로그가 결합된 YES24의 블로그, 알라딘의 My서재 등도 비슷한 맥락이다. 이런 서비스들에서 정보를 생성하는 것은 유저다. 업체는 사람과 사람을 연결(networking)함으로써, 개인화된 컨텐츠를 필요한 유저에게 제공한다. 업체는 아웃풋으로 뿌려질 정보를 직접 정의하는 대신 어떠한 방식으로 해당 정보를 필요로 하는 사람과 그 정보를 가진 사람을 네트워크 시킬 것인지를 정의하게 된다.
- 과거의 문제 : 유저 ↔ 컨텐츠 간 직접 매칭. 매칭의 카테고리에 맞는 컨텐츠를 만들어 내는 것까지도 업체의 몫
- 지금의 문제 : 유저 ↔ 컨텐츠를 가진 유저 간 매칭. 컨텐츠가 있는 유저로 하여금 사이트 내에서 어떻게 자신의 컨텐츠를 풀어내게 할 것인가(motivation. 혹은 유저 액티비티 컨텐츠에서는 무엇을 컨텐츠로 정의할 것인가). 또 의미있는 유저들을 어떻게 매칭할 것인가가 업체의 과제.
이런 방식의 가장 큰 장점은 아무리 정교하더라도 기계적 알고리즘이 대신할 수 없는 부분을 진짜 사람에게 맡김으로써 서비스 가치와 유저 만족도를 제고시킬 수 있다는 점이다. 정보의 결핍보다는 홍수가 더 심각한 이슈가 되고 있는 이런 '인포메이션 오버로드'의 세상에서 점점 더 중요해질, 가치 판단으로 하고 의미있는 정보를 걸러내는 '필터링'이라는 관점에서도 사람이 개입된 방식의 장점은 분명하다. 그리고 어떤 식으로든 이런 방식은 지금보다 훨씬 더 일반화될 것이라고 유진이는 전망한다.
이것은 구조적으로도 웹기획의 근간을 흔드는 중요한 변화의 양상이라고 보여진다. 하지만 오늘은 거꾸로 이런 복잡한(그러나 매우 흥미로운!) 논의들의 대척점에 위치하는 가장 단순하고도 가장 원초적인 개인화에 관한 두 세 가지 것들을 들여다 보고 싶다. 어쩌면 그렇게 한 번도 빠짐없이 매번 프로젝트 일정은 바쁘고 할 일은 무지하게 많은 기획일에서 기획자가 손쉽게 할 수 있는 일들이 바로 이런 것들이기에.
1. Daum의 로그인 박스
다음 전체 톱의 로그인 박스 영역에서도 제공되는 개인화 서비스를 먼저 살펴보자.
우선 로그인 영역의 테마 색상이 남/녀로 구분된다. 남자는 청록색, 여자는 분홍색.
남자가 로그인 했을 때와 여자가 로그인 했을 때 제공되는 서비스 옵션에도 차이가 있다. 로그인 박스 하단의 텍스트 프로모션 영역과 추천! Daum 세상은 동일하지만, 그 아래에 제공되는 메뉴는 [여자 - 논스톱 미즈토크], [남자- 취업 톡! 고민 톡!] 으로 서로 다르다. 로그인 박스의 쇼핑 추천상품에서도 남자는 트레이닝, 여자는 엔프라니를 보여준다.
분명 높은 수준의 개인화는 아니다. 하지만, 가능성은 크다고 보여진다. 근본적으로는 로그인 하기 전과 하고 난 후에 제공되는 텍스트 프로모션이 달라진다는 점에 주목할 필요가 있다.
로그인 후의 기본 개인 정보(메일 수, 쪽지 수, 캐쉬 잔액, 친구의 수 등)과 함께 뿌려지는 컨텐츠는 심지어 개인화 된 내용이 아닐 지라도 개인화 컨텐츠인 것 같은 인상을 준다. 개인화 되었다는 '인상'은 유저의 주목과 관심도를 높인다. 다음 TOP은 바로 이 점을 겨냥하고 있다.
※ 활용사이트의 로그인 박스 하단에 적정한 스페이스를 할당해 로그인 하기 전에는 없었던 컨텐츠나 프로모션이 뿌려지도록 해 본다. 색상이나 박싱 처리 등으로 개인화 서비스라는 느낌을 부여한다. 실제로 로그인 정보에서 남/녀를 구분하여 서로 다른 내용을 제공해 본다.
이것은 개인화의 가장 낮은 단계인 규칙 기반 필터링(Rule-based filtering)의 활용이라고 볼 수 있다. 이 규칙 기반 필터링에서 어려운 점은 바로 그 규칙, rule을 정의하는 것이다. 다음 TOP에서는 세상에서 가장 단순하고 정의하기 쉬운 룰(남자인가, 여자인가 - 상호배타성을 가진 명확한 룰)를 가지고 이 규칙 기반 필터링을 응용하고 있다.
가장 단순한 룰을 가장 효과적으로 활용함으로써 서비스의 ROI를 극대화하는 것...개인화 서비스의 80/20법칙은 여기서 시작한다.
2. 이런 개인화, 정말 효과 있을까? -유진이의 개인적인 체험
한겨레 쇼핑몰을 운영할 때의 일이다. 혼자서 메인 페이지 구성에서 상품 업로드, 고객 대응, 마케팅(?!)까지 도맡아 멀티 플레이어 노가다를 뛰고 있던 때였다.
일은 많았지만, 대신 혼자였기 때문에 여러가지 시도를 해 볼 수 있었는데 당시 삼성몰 쇼핑몰 담당자들조차 부러워했던 국내 최초 온라인 경매가 하나였고 또 하나가 바로 개인화 뉴스레터 서비스였다.
당시에 아는 사람들 사이에서는 시티스케이프의 뉴스레터가 큰 인기였다. 시티스케이프는 도시 문화 정보라고 해야 할까, 맛집 멋집 등 식도락을 중심으로 한 정보 사이트로, 지금은 시대의 변화를 따라잡지 못해 한물 간 느낌이 있지만 당시엔 독보적이었다.
특히나 이 시티스케이프의 뉴스레터는...매 회 기업의 뉴스레터 답지 않은 너무나도 감성이 철철 넘쳐 흐르는 나긋하고 로맨틱한 문장들로 수많은 남정네들의 마음을 사로잡았다. 과연 저 레터를 쓰는 여인네의 정체가 과연 무엇이냐...에 대한 궁금증도 일었고, 그 주인공은 개인적으로 선물 공세도 많이 받으셨던 것으로 알고 있다. (그렇다고 뉴스레터에 쓰여 있었다)
유치하게도 유진이는 그게 너무너무 부러웠다. =^^=
그리고 한겨레 쇼핑몰의 뉴스레터도 그 비슷하게 따라 써 보기로 했다. 정말 유치 짬뽕스런 발상이지만(^^;;) 여하간 유진이도 그런 컨셉을 가지고 매회 공들여 뉴스레터를 만들어 보냈다. 겨울엔 밤 새 눈 온 얘기도 쓰고, 봄에는 집 앞에 봄꽃 핀 얘기도 쓰고. 으히히..정말이지 진부 + 닭살스러움의 극치여. 그래봤자 고작 상품 몇 개 더 팔자고 하는 짓이었건만, 운영자의 스타일이라는 것은 그렇게 사이트의 구석구석에 고유한 색을 입힌다.
유진이의 색은 그러한 것이었으되, 이에 대한 반응이라는 것은 어땠을까? 규모의 경제라는 관점에서 보면, 미미한 수준이었지만 그래도 확실히 뉴스레터를 보낸 날은 물건이 더 많이 팔렸다. 이게 온라인의 재미고 쇼핑몰의 재미다. 내가 취한 액션의 반응이 즉각즉각 '돈'이라는 수치로 누적된다는 것. 이거 역시 정말 마약같은 경험이었다. (아 물론 팬클럽도 생겼다...ㅎㅎv)
몇 회의 성과에 고무된 유진이는 한 가지 시도를 더 해 보기로 한다. 바로 남자와 여자 유저를 나누어서 뉴스레터를 발송해 보자는 것. 당시 쇼핑몰 개발을 담당했던 쌍용정보통신의 담당 프로그래머도 흔쾌히 승락. 헤드 카피는 동일하게 가져가되 상품을 여자와 남자를 나누어 발송했다. 효과가 확실히 좋았다. 얏호. 그때부터는 너무 자주 뉴스레터를 보내고 싶은 욕구를 자제하는 것이 힘들어질 정도였다.
하지만 정말로 이 원시적인 유저 세그멘테이션의 효과를 알게 된 것은 그 한참 후다. 어느 정도 뉴스레터의 성과에 익숙해질 무렵이었다. 뉴스레터를 보냈는데도 사이트가 너무너무 썰렁했던 것이다. 매출도 전혀 안 오르고...심지어 평균에 못 미치는 정도로 떨어질 정도였으니. 헉 이럴루가. 왜, 왜 이런 현상이...??
유저 세그멘테이션(segmetation)은 비슷한 성격을 가진 타겟 집단을 구분하는 것이다. 그리고 이 중에서 우리 사이트가 가장 핵심적으로 공략할 타겟층이 결정된다. 13~18세의 중고생층이라든가, 30~45세의 주부층이라든가 하는 것이 세그멘테이션에 의한 타겟 유저의 구분이다. 이것은 사이트의 레이아웃이나, 사용되는 언어의 톤, 레이블링, 텍스트 사이즈, 색상, 가독성 등 사이트의 전반적인 성격이나 방향을 규정하는데 지침이 된다.
우리의 핵심 타겟은 누구인가? 서브 타겟인가? 누가 우리의 타겟이 아닌가?

알고 봤더니, 담당 플머가 남자와 여자를 바꾸어 뉴스레터를 발송했던 것이다. 남자쪽 뉴스레터는 체형 보정 속옷과 튀김기 같은 상품이 제안되었고, 여자쪽 뉴스레터에는 항공잠바와 자동차 탈취 세트 같은 상품들이 즐비했으니...여자쪽 뉴스레터를 받은 나도 뜨악할 지경이었다. 그런 상품 제안이 극악무도한 범죄적 행위는 아니지만, 메일을 여는 순간 무언가 굉장히 썰렁해 지는 느낌을 감출 수 없었다. "이게 대체 뭐야..." 하는.
하지만 역으로 담당 플머의 이 실수는 유진이로 하여금 타겟 세그멘테이션의 강력한 효과를 실감하게 해 주었다. 역반응을 통해 오히려 그 순반응의 효용을 확인한 것이다.
이 때부터 유진이는 한 걸음 더 나아가 남자 중에서도 학생과 직장인, 자영업자, 여자 중에서도 학생과 직장인, 주부 등으로 많이도 말고 '쪼금만 더' 유저를 세분화 하여 뉴스레터를 보내는 것을 구상하게 된다. 사내에 조직도 바뀌고 여러 더 복잡한 일들이 생기면서 이 구상은 무산됐지만, 분명 실천했으면 재미있는 결과를 확인할 수 있었으리라.
개인화나 CRM에 대한 많은 연구와 논의들이 있다. 개인화가 아우르는 영역은 정말로 방대하고 복잡 다단하다. 제대로 파고 들어보기로 하면, 기획 중에서 제일 고난이도의 기획이 바로 개인화가 아닐까. 월마트에서 기저귀를 사러온 남자에게 맥주를 제안할 정도가 되려면...그 백업 데이터는 대체 얼마만큼 쌓여 있어야 할 것이면, 그 데이터를 해석해 의미있는 패턴을 찾아내는 일은 얼마만큼 복잡할까.
마케팅과 기술 양단에서 특 A급 스나이퍼 수준으로 지원 사격을 해 줘도 해 볼까 말까 한 것이 개인화다. 그만큼 me-too 식의 단순 카피도 어렵고, 한 업체의 진정한 내공을 드러나게 하는 것도 바로 이 개인화 서비스라는 부분이다.
하지만, 유진이가 시도했던 소박한 개인화 서비스 시도도 나쁘지 않았다는 생각이다. 모르고 있다가(유저 관점에서 개인화 서비스는 이미 개인화 된 결과를 접하게 되기 때문에 인식하기가 힘들다) 최근에 알게된 다음 TOP페이지의 개인화 서비스는 이 때 유진이의 시도를 떠올리게 했다.
남자와 여자...우선 단순하게 나누어 시도해 본다. 안 하는 것보다는 훨씬 나으리라. 안 어려우면서, 즉 실천하기 쉽고 돈도 적게 들면서 돈 버는 데 효과적인 그런 방법들을 찾아야 하는 것은 한겨레 쇼핑몰을 운영하던 유진이만의 과제는 아닐 것이다. 이러한 방식의 또 하나의 장점은 유저의 세그멘테이션도 쉽지만 컨텐츠의 세그멘테이션도 쉬워진다는 것이다. 개인화의 어려운 점은 유저 뿐만 아니라 매칭되는 컨텐츠/서비스도 유저에 맞게 세그멘테이션 되어야 한다는 것. 하지만, 유저를 간단히 나누면 컨텐츠도 간단히 나눌 수 있다.
단, 포인트는 이것. 세그멘테이션은 단순하게 하는 대신 제공하는 컨텐츠는 확실하게 특화시킨다. 남자 쪽이라면 확실하게 남자에게 소구력있는, 여자 쪽이라면 아주 강력하게 여자들을 유혹할 수 있는 특화된 컨텐츠를 제공하는 것이다. 바로 이 점에 다음 TOP 페이지의 로그인 박스의 개인화에서 아쉬운 점이다. 물론 다음 정도가 되면 당연히 나름의 사정과 전략이 있겠지만, 일반 사이트에서 비슷한 전략을 구사하는 경우라면 좀 더 특화된 컨텐츠, 좀 더 특화된 프로모션을 제공했을 때 효과가 더 커질 수 있을 것이다.
여기에 조금만 더 욕심을 부린다면, 확실히 정서와 니드가 구분되는 몇 개의 유저층으로 세그멘테이션 해 볼 수 있을 것이다. 학생과 직장인 정도만을 나누더라도, 그들의 관심과 니드는 사회적 맥락에서 확연한 차이를 보인다. 이에 맥락에 부합하는 컨텐츠를 제공한다면 프로모션의 효과는 더욱 높아질 수 있다.
세그멘테이션은 간단하게, 대신 컨텐츠를 확실하게 특화시킨다.
그때 유진이는 개인화가 뭔지도 몰랐다. CRM이란 단어는 아마 인터넷에 도입되기도 전이 아니었을까. 단, 물건을 파는 자의 상식에서 많이 어렵지 않으면서 하면 좋을 것들을 찾다보니 그런 시도도 해 보게 되었고, 이런 결과를 얻게 되기도 했다. 수준은 낮지만, 돈이 거의 안 든다. ROI 관점에서는 정말 짱이다~!
3. 네이버 카페의 대담한 면구성에 플러스 알파를~!
최근에 본 가장한 대담한 개인화 시도는 네이버 까페 TOP이었다. 일반적인 3단 그리드에서 고정 컨텐츠로 할당하는 바디 컨텐츠 영역의 카페 프로모션을 파고 바로 이 자리에 개인화 메뉴를 실은 것이다. '우리 카페 업데이트 소식'과 '카페 이용 소식'

싸이월드에서 로그인 한 뒤 뿌려지는 '업데이트된 1촌홈피'를 연상하게 하는 우리 카페 업데이트 소식은 같은 기획팀의 아릿한 지문같은 것을 느끼게 해 준다. 싸이월드에서 한걸음 나아간 점은 로그인 좌측의 로그인 박스 영역에서 벗어나 이 개인화 메뉴를 전면에 내세웠다는 점이다. 좌측의 개인화 영역은 일반적인 개인화 정보(메일 수, 쪽지 수)를 보여준다.
재미있는 시도다. 개인화 컨텐츠가 개인화 박스 내지는 그 언저리를 벗어나 페이지 전면에 실릴 수 있다는 것을 보여주고 있다. 아마존도 이렇다. 홈페이지 자체가 개인화 영역이다. 로그인 이전/이후의 아마존 전체 TOP페이지를 비교해 보자.

로그인 전에는 Top Seller를, 로그인 후에는 Recommendation For You (당신을 위한 추천 상품)을 전면에서 제공한다. 그 하단에는 New For You (당신을 위한 신상품)이 제공된다. 신상품은 추천 상품에 비해 개인화 정도가 낮은 것으로 보인다. 특정 개인의 구매 히스토리나 관심 영역에 따른 것이라기 보다는 보다 범용적인 세그멘테이션(남/녀, 나이 등)에 근거해 신상품을 추천하고 있는 것 같다.
한편 개인화 된 추천 상품과 개인에 맞는 신상품의 하단에는 Today's Top Sellers를 제공하면서, 개인화된 상품 추천의 한계를 보완하고 있다. 가장 개인화 정도가 높은 메뉴에서 점차 개인화 수위를 낮추어 가며 서비스를 제공한다. 가장 개인적인 것에서 덜 개인적인 것으로 층층이 쌓여간다. 역시 흥미로운 부분이다.
네이버 카페의 개인화 시도에서 아쉬운 점을 꼽아본다면
1) 로그인 하기 전, 즉 개인화 되기 이전의 메시지의 적합성
'네이버 카페, 이래서 좋은' 4가지 이유. 다음 카페를 추격해야 하는 입장에서 네이버 카페의 독특한 가치를 설득하려는 시도는 좋지만, 같은 게 너무 좋은 자리를 너무 오래 차지하고 있다. 아마도 런칭하면서부터 계속인 것 같은데, 아무리 중요한 메시지라 해도 웹에서 1주, 2주 넘게 같은 게 계속 보여진다는 건...문제가 있다. 아마존에서 힌트를 찾아본다면, 여기에는 범용적으로 소구력이 있는 HOT CAFE, 가장 인기있는 카페들이 바뀌어가며 프로모션 되어야 할 것이다. 핵심 가치 설득이라는 컨셉을 유지한다해도 뭔가 업데이트 되는 내용으로 채워지는 것이 바람직 할 듯.
2) 개인화 공간의 특별함에 대한 강조
네이버 카페의 개인화 영역은 면의 대담한 할당에 비해, 그 임팩트는 적었다. 이 개인화 영역이 그다지 개인적인 것으로 다가오지 않았기 때문이다. 왜일까? 개인화 영역과 일반 영역이 시각적으로 차별화 되어 있지 않기 때문이리라. 실제로 나 역시 네이버 카페를 사용하며 그 내용이 내가 가입하거나 운영한 카페와 관련된 내용이라는 것을 직관적으로 알아채지 못했다. 조금 더 내 것스럽게 꾸며 줄 수는 없었을까? 아니면 꼭 디자인적인 차별화가 아니더라도 좀 더 친절하게 '이건 너만의 것'이라는 표시를 해줄 수 없었을까?
한편, '나만의 공간'인 My 페이지는 사이트의 다른 영역과 차별화되는 특별한 공간이다. 특별한 공간에는 특별한 공기가 흐르게 한다. 사적인 느낌이 넘쳐날 수 있도록 일반 페이지와는 다른 색상이나 분위기를 가져간다. 가장 개인적인 공간이 다른 사람들과 공유하는 공간과 크게 다르지 않다면, 그 공간만의 특별함도 없을 것이다.-정유진의 웹 기획론 251 page
3) 직관적인 클릭을 유발시킬 수 있는 보다 구체적인 '땡기는 그 무엇' 제시할 수 있다면?
미니홈피와는 달리 다수의 사람들이 활동하는 카페에서의 업데이트는 너무 당연하고 너무 일반적인 현상이다. 제대로 활동 중인 카페라면 일반적으로 매일 업데이트가 일어날 것이므로, 업데이트 되었다는 사실 자체가 특화된 정보로서의 가치가 떨어진다는 뜻. 유저로서는 이 정보만으로 업데이트 된 카페 리스트에서 직관적으로 무엇을 클릭해야 할 지 판단하기 힘들다. 이벤트 진행 여부를 보여주지만 그 또한 구체성이 약하다.
단순히 어떤 카페가 업데이트 되었다는 메시지가 아닌 구체적인 컨텐츠 링크를 걸어 줄 수 없을까. 이벤트가 아닌 '어떤 이벤트'를 표시할 수 없을까. 내 카페에 대한 보다 구체적인 정보의 냄새(Scent of Information)를 맡게 해 줄 수 없을까. 어디서 어떻게 쓰이건 링크의 역할은 비슷하다. 유저로 하여금 정보의 냄새를 맡게 하는 것. 해서, 클릭을 했을 때 내가 어디로 가게 될 지를 기대하고, 그 가치를 알 수 있게 하여 클릭이라는 행동을 취하도록 설득하는 것.
특히 리스트의 형태로 제공되는 정보에서는 각 항목의 차별화된 특성을 알려주려는 시도가 필요하다.

하지만 결국 개인화를 진정으로 고민하고 구현하게 되는 때는 기획이 마무리 되는 시점이다. 특성상 개인화는 사이트의 기본 구조와 하이어라키가 완성된 다음 고려하게 된다. 개인화는 사이트의 모든 기본적인 컨텐츠와 커뮤니티, 유저 전략이 흘러들어 모이게 되는 일종의 '하수구(?!)'와 같은 종합 서비스이기 때문이다.

이 타임에서 어쨌든 버티며 버티며 할 수 있는 것까지만이라도 꼭 하자는 심정으로 개인화 서비스를 그려놓고 나면 꼭 영원의 미로처럼 계속될 것 같았던 프로젝트도 어느새 마무리가 되어 있다. 그렇게 개인화는 나에겐 꼭 지독한 열기의 여름의 끝에서 쌩-하고 불어오는 가을 바람 같은 서비스다. 프로젝트 PM으로서 넘어야 할 마지막 산봉우리에 이르렀음을 알려주는.
